What Does 24/7 IT Support from an MSP Mean

It’s 9:30 on a Sunday night, you’re putting the finishing touches on a proposal due first thing tomorrow morning, and suddenly email won’t send and the shared drive won’t open. You instantly dig up the number on your IT provider’s website and dial.

Who picks up?

Almost every provider of 24/7 managed IT services puts “24/7 IT support” somewhere on its homepage. Far fewer explain what actually happens once the sun goes down. Since we are an MSP, we have a horse in this race. That’s exactly why we want you to know the right questions to ask, even when it’s us that you’re asking.

On-Call vs. Staffed: Not All After-Hours IT Support Is the Same

Here’s the part most sales pages skip over: “24/7” can describe two very different setups.

Staffed

In a staffed model, technicians are working overnight. They’re awake, logged in, and watching the same screens your daytime team relies on. When something breaks at 3 a.m., a person is already looking at it.

On-Call

In an on-call model, your call goes to an answering service or a pager, and a technician gets woken up to respond. That can work fine for emergency IT support after hours. It just adds a step (a groggy one) between your problem and the fix.

Neither model is automatically wrong, and on-call coverage is a perfectly reasonable fit for plenty of small businesses. The trick is knowing which one you’re paying for before the night you need it, not during.

24/7 Network Monitoring vs. 24/7 Help Desk Support

These two get bundled together constantly, but they solve different problems.

Network Monitoring

24/7 network monitoring is tools plus people keeping watch over your servers, firewalls, backups, and internet connections. It’s built to catch trouble early, like a backup that quietly failed overnight or a drive that’s starting to wobble. Your team often never hears about the issues it catches, which is the whole point.

Help Desk Support

24/7 help desk support is the human side. It’s who answers when an employee can’t log in before an early client call, or when the scheduling system won’t load at 7 a.m. and the first clients are already in the lobby.

A provider can run monitoring around the clock, keep the help desk to business hours, and still honestly call it 24/7. So ask which part is 24/7. Sometimes the answer is “well, one of them.”

MSP Response Time Isn’t the Same as Resolution

Your IT support SLA (service level agreement, the document that spells out what your MSP commits to) is where “24/7” stops being a slogan and becomes a promise. Look for two service level agreement metrics that are easy to mix up:

Response time

How fast someone acknowledges the issue and starts working on it.

Resolution time

How long the actual fix takes. Many agreements don’t guarantee this one, since some fixes depend on hardware shipments, software vendors, or your internet carrier.

High priority system outage red warning sign IT support for small to medium sized businesses

Most MSPs also sort issues by severity. A down server that stops your whole office gets attention at midnight. A request to set up a new laptop waits for morning. That’s reasonable, as long as you know where the lines are drawn.

Here’s how those tiers commonly break down. Every MSP labels them a little differently, so treat this as a translation guide, not a rulebook.

Severity What it looks like When it’s usually handled
Critical Nobody can work: the server is down, the internet is out, or email is offline for everyone Right away, any hour
High A key system or a whole department is stuck Same day, sometimes after hours
Medium One person can’t do part of their job Next business day
Low Requests and changes, like a new user setup or a software install Scheduled

Do Small Businesses Need 24/7 IT Support?

Not every company needs someone answering at 3 a.m. But when you look at 24/7 IT support for small to medium sized business, the real question is simple: when does your work actually happen?

  • A dental or medical practice opens at 7 a.m., so scheduling and patient records need to be up before the first patient checks in.
  • A CPA firm in the last week before a filing deadline is working nights and weekends, whether IT is or not.
  • A law firm with attorneys prepping for a morning hearing can’t wait until 8 a.m. to get back into case files.
  • A team spread across home offices and time zones keeps hours the main office never sees.

If your busiest hours fall outside 9 to 5, your IT coverage should as well. If they don’t, solid 24/7 monitoring paired with business-hours support may be all you need. Either way, CISA’s cyber guidance for small businesses is a useful checklist for deciding what that coverage should protect.

Questions to Ask an MSP About 24/7 Support

Before you sign anything, get clear answers to these. A good provider will be glad you asked. (If they’re not, that’s an answer too.)

01

Is your after-hours team staffed, on-call, or a mix?

02

Which services run 24/7: monitoring, help desk, or both?

03

What are your response times for each severity level, and are they in writing?

04

Who decides whether an issue counts as urgent?

05

Are after-hours calls included, or billed separately?

06

If a remote fix isn’t possible, how quickly can someone get on-site?

07

Can I see a sample agreement before I commit?

If an answer starts to sound vague, ask to see it in the contract.

Frequently Asked Questions

Is 24/7 monitoring the same as 24/7 support?

No. Monitoring watches your systems and flags problems automatically. Support is the people who help your team and fix what monitoring finds.

What is included in 24/7 IT support?

It depends on the provider and the contract. Typically, issues can be reported and triaged at any hour, with critical problems handled right away and routine requests scheduled for business hours.

Does 24/7 mean every issue gets fixed immediately?

Usually not. An outage that stops work gets handled overnight; a new software install will probably wait for coffee.

Is on-call support worse than staffed support?

Not necessarily. On-call coverage can work well when after-hours emergencies are rare. What matters is that the response times are written down and match how your business actually runs.

Are after-hours IT calls billed separately?

It depends on the provider and your agreement. Some MSPs include after-hours support in a managed contract; others bill it as break/fix. At LG Networks, support is included for managed IT clients, and break/fix rates apply only to businesses that aren’t under contract.
